A well designed service desk is a game-changer for organizations and requires leverage of new tools to ensure that service levels are met. This means going beyond ticket generation to automation for ticket resolution. Applications such as ServiceNow are integrated with enterprise systems and capture valuable data for resolution. When monitoring systems identify an outage or performance issue, the service desk is alerted and captures that information. With today’s technology just displaying a list of contacts to call is not sufficient. Automated notification of internal or third-party contacts will reduce time of resolution and trigger the correction activities. With GenAI the notification may include suggested steps to be taken based on similar tickets captured in the system. Over time, we will see more scenarios where AI can trigger the steps for resolution. The service desk will continue to evolve as a strategic source of orchestration to triage incidents, reduce downtime, ensure optimization of resources, and accelerate resolution.
