Nicolas de Kouchkovsky recently shared his thoughts on the scary finding of Forrester's latest annual Customer Experience Index (CX Index™) survey. CX quality in the US hits an all-time low! Nicolas points out three glaring flaws in current CX approaches: 1. Poor multi-channel experiences 2. High-effort self-service experiences 3. Scripted and un-empowered agents But let’s dig in more—these are just the symptoms, not the causes. The real problem is the pressure of cost reduction is driving superficial fixes that compromise CSAT. The solution isn’t to cut corners but to invest in intelligent automation that delivers long-term savings and faster resolutions for both agents and customers. Any successful customer support platform must focus on the fundamentals: 1. Workflows. Build powerful workflows based on your knowledge base and historical ticket data to ensure compliance with company guidelines and any regulations. Provide guardrails for your agents to be successful in every interaction. 2. Integrations. Integrate these workflows into your CRM as agent assist or into your website as part of a self-help strategy. Build the foundational layer once and apply throughout your support eco-system. Empower your agents and customers with access to real-time data to solve issues quickly and accurately. 3. Automations. Adapt your workflows based on user’s context and ensure correct steps are taken. Identify and automate the most repetitive tasks, to allow your agents to focus on high value support interactions. Customers want actionable outcomes. 4. Insights. Gain insights from support interactions to better understand efficacy of the platform and improve workflows across agent assist and self-help over time.
