The Client is Always Right—But I 100% Disagree. Here's Why! Last month, our 4-night Incentive Travel Program, attended by winners from various states, faced unexpected severe weather. Although May is usually calm, this year was an exception. When scheduling staff, we consider: - Staff-to-attendee ratio - Project complexity - Coverage for activities - Staff well-being Our events require advance staff two days before the main arrival and one day after departure. The team attends pre-con meetings, staff meetings, walk-throughs, and pre-program setup. Weather impacts events and staff travel, making on-site presence vital. Staffing is confirmed 30 days in advance to ensure coverage, with cancellation fees now applying on a sliding scale. Basically, our client wanted to cut costs by eliminating group departure transfers, but we insisted on keeping at least one staff member on-site for departure day. This decision proved vital when severe weather and tornadoes caused significant travel delays. On departure day, bad weather stretched from Texas to Savannah and mid-Florida, threatening connections from SW Florida. I alerted our staff at 6:36 am to monitor conditions and assist attendees. Many had to rebook flights or extend their hotel stays. We advised clients on managing extra charges. One attendee from Atlanta had an emergency and needed immediate assistance. With client approval, we secured a new ticket on an alternate carrier, ensuring she got home that day. Her testimonial says it all: "Your willingness to go above and beyond not only contributed to the event's success but also created a feeling of peace and comfort during extreme stress." Having staff on-site during departure day was essential, ensuring smooth and supportive travel experiences for all attendees. As event professionals, it's our responsibility to guide clients towards decisions that prioritize attendee experience and safety. These are all questions I asked myself a few months back and here is what I learned. : Gold Standards should be established with collaboration at the forefront. Our Gold Standards were designed by our Patient Concierge Team in partnership with management during our annual Ascend retreat. Including your TEAM in the process of establishing cultural tenets is critical to adoption. : Consistency is key - Using these standards as a way of serving each other and our patients naturally creates a consistent experience at any of our offices. : Keep them top-of-mind! Our entire Patient Concierge Team meets monthly on a virtual call. Our incredible Location Leaders curate a thoughtful agenda based on celebration, clarification, and CULTURE. One of the activities they have established is focused on our Gold Standards. "Share a recent interaction that fell in line with one of our Gold Standards and how you felt following that interaction." I bring this up today because I was a fly on the wall during the Patient Concierge call today and it gave me goosebumps. Hearing my colleagues share with each other so openly and championing one another was powerful and certainly the best possible way to start my day! We've been working on maximising our space as it shrinks with each new arrival. Despite the business, the recent spell of good weather has allowed us to onboard new team members smoothly. Our team is making great progress across projects, securing tender work, and welcoming new commercial clients with a large portfolio of businesses. This has enabled us to assign new staff members to a client base, streamlining our processes and enhancing service for our clients. On a personal note, navigating through this past month has been filled with emotions alongside external factors has presented me with some challenges, which can knock your confidence but you can't stay down for long. Although you have to acknowledge these hurdles, to move on you've got to set them aside, put on your brave face, and forge ahead, business as usual, right? Finally get a moving date for our new home on Thursday was fantastic and has raised my spirits. Although, bloody typical that it looks like there will be no relaxing September weekend for me as I now need to use this time to begin the much dreaded packing!
