As someone deeply committed to exceptional customer service, I've always valued the importance of both positive and constructive feedback. Our business thrives on these insights, and we continually adapt based on what we learn. This commitment was wonderfully mirrored during my experience this week on Virgin Voyages. It's common for cruise lines, including Virgin, to request daily feedback from their guests. Unlike my experiences with other companies, where responses seemed unnoticed, something different happened this time. I had the pleasure of meeting Harry Goosen, the Restaurant Operations Manager on the Valiant Lady. His approach to customer service was exemplary. Knowing our dining schedule, Harry took the initiative to discuss the feedback I had provided personally. This gesture not only impressed me but also resonated with my own values and approach to customer care. Afterwards, I thought, that is exactly what I would do! It was an absolute pleasure speaking with Harry. Managers like this are perfect examples to us all. In a similar vein, our collaboration with Stena Line this year highlighted their remarkable customer service ethos. Like Virgin Voyages, they embody excellent customer care, deeply integrated into their leadership and management. Encounters like these are inspirational and a reminder of the power of proactive, personal customer service. It isn’t just ticking boxes when implemented correctly with meaning and passion. Personally, I’ve never been a huge fan of Southwest Airlines’ open seating experience. That said, I’m not a fan of their recent move to get rid of their 50-year-old, brand-defining practice either. Even considering the pressure Southwest’s leadership team is receiving from a major investor, walking away from a true brand differentiator to increase prices and be just like everyone else seems like a pretty big gamble. It might juice profit margins in the short term, but it’s also abandoning one of the experiences that Southwest is known for and many of their superfans love. Make it safe for employees to try creative improvements, not just follow rigid rules. Seek input from travelers directly - the good and bad. And here is also my main message for ALL General Managers and CEOs: 1. If you don't mean it seriously and be ready to actively step into employee/customer shoes on a regular basis, forget about CX, you are not ready, neither your company is. 2. If you are ready to do and face this - this is already a huge shift toward success. You become a real role model and a perfect leader. You are ready for CX journey!
