I attended a great webinar last week hosted by TELUS Digital about efficient CX delivery. With guest panel: Jeremy Tamm (VP Sales & Marketing, TELUS Digital), Jim Mitchell (VP Customer Experience & Innovation, TELUS Digital), and David Rickard (Partner, Everest Group). The panel discussed at length about the implications of generative AI in enterprises to drive better experiences in the customer journey. On reflection, there were some great insights for large enterprises as well as B2B organizations looking to implement solutions: 💡 Customer expectations about support are increasing. They want quick answers to simple problems without needing to talk to a support rep. AI Bots are becoming increasingly capable for this purpose. This means less volumes to contact centers, but higher problem complexity and expectation of quality. Contact center staff need to be highly skilled as this shift continues. 💡 Leveraging effective gen AI tools for support staff onboarding and training also means they have a copilot assistant that's always available to them for their normal work activities. ⚠ The dangers of "AI sprawl"... Most B2B SaaS are infusing gen AI tools into their products. It's critical to employ a framework and governance for AI adoption. 💡 59% of senior executives are warm to investing in gen AI solutions. But its essential to take a "problem-first" mindset rather than "technology-first" with well defined solutions to solve real problems. Early failures can lose momentum and adoption engagement. Find quick wins early that enlighten the potential. Methodically move from pilot to production. Language model training with business datasets is a process in itself. We've experienced this at greatideaz as well and it can require data restructuring to improve results. 💡 Multilingual real-time translators will change the game in the future for a global workforce.
