Working in silos competing against each other for customers is stupid… But it’s a common story in many organisations. Marketing leads competing with each other, retention teams fighting with acquisition teams, marketing at odds with the customer experience and service teams, business units competing against each other, it’s massively inefficient. But no wonder they do. If departments are KPI’ed in silos they will perform in silos. It’s simple, employees perform how they are marked by their boss and rewarded. So, it’s time to rethink how companies structure their business KPIs and teams. In my recent chat with Gareth Begent on the Customer Smarts Podcast he gave some great insight into how to overcome this madness from his time working in large organisations. It starts by setting shared customer centric KPIs for the business, then creating working squads for each KPI with a cross section of people from different teams including acquisition, retention, customer service, research etc. This helps you 1) operate more efficiently, 2) create more seamless CX and 3) have a better impact on the business with less wastage.
