As a service to our followers, we wrote about the different levels of service excellence and how businesses can evolve to stay ahead of customer expectations. This is a reminder of how important it is to continuously innovate and surprise customers and competitors.
Imagine walking into your favourite coffee shop, and the barista knows your name, your usual order, and even asks about your recent holiday. The coffee is perfect, the service swift, and the ambiance just right. It's more than just coffee; it’s an experience that keeps you coming back. Think about it – what service experience left you awestruck? Such experiences set high expectations and create loyal customers. However, even the most unbelievable service eventually becomes expected. It's like climbing a set of flipping stairs – once you reach the next level, the previous steps vanish. What was exceptional becomes routine. This is the essence of Ron Kaufman's excellence service model. The first time the barista remembers your name, it feels special. After a few visits, it’s expected. Now, the barista must find new ways to delight you. At the bottom of the stairs, we find criminal service, which violates expectations and/or regulations and leaves customers angry. Moving up, basic service meets the bare minimum needs but doesn't exceed them. Next, expected service is exactly as it sounds – it’s what you anticipated but nothing more. As we climb higher, we reach desired service, which goes beyond expectations, providing genuine enjoyment. Surprising service introduces unexpected delight. At the top, unbelievable service redefines what’s possible, providing an almost unimaginable experience. Consider the evolution of refrigerators. Initially, refrigerators served the basic purpose of cooling food. Later, features like water dispensers and ice makers were added (expected and desired service). However, as these features became standard, the industry had to innovate further. Now, smart refrigerators with touchscreens, internet connectivity, and internal cameras alert you to low groceries, suggest recipes, and place orders (surprising and unbelievable service). Each innovation ensures refrigerators remain integral to modern life. To stay ahead and maintain excellence, innovation is crucial. This can include technological advancements, creative ways to personalise interactions, or reimagining the service environment. The journey to excellence is a continuous climb. What seems unbelievable today quickly becomes desired, then expected, and eventually basic as competitors raise their standards. Not far from the office there is a small cafe where you can take coffee to go. The selection of coffee types is standard there and it is possible to buy some buns and chocolate as well. What I really like in this café is the barista’s customer focus and his wish to remember taste details of each of his client. Many times I have seen when he asked the visitor: “Are you going to order as usual?”, “Do you need the same amount of sugar as previously or is it better to add honey instead?” I come to this cafe in the morning before entering the office. Usually barista sees me walking towards and when I enter the front door, my coffee is already being cooked. “I made your orange coffee for you the way you like it: a bit warmer than standard.” – he says. A minute and I am the owner of an excellent quality morning drink, prepared the way I like it. By the way, “orange coffee” is made using orange juice whipped with a shot of espresso in a cappuccino maker. This is a simple example of focusing on the customer`s wish on which small businesses are built on. Will I go to other cafes in this area? Yes, to feed my curiosity and to try the quality of the drink in other places. But I’m still a regular customer at this cafe, where quality, convenience and attentiveness to me are collected in the same place. #customerexperience #customerjourney #customerloyalty
