I had a blast chatting with John Ray on his Business RadioX show. We discussed the value of an integrated approach to revenue generation and how many businesses tend to focus on the funnel, when they’ll grow more reliably when ALL the factors that impact revenue retention and generation (marketing, sales/sales ops, customer satisfaction and employee engagement) are optimized. I mentioned a client who thought their revenue woes were due to bad branding and messaging. While those items weren’t in great shape, my assessment found that customer churn was the big issue impacting revenue. Drilling down further, I determined the churn was due to a lack of service delivery training and standards and poor employee onboarding. One of the things I did was bring in a process engineer to map and “codify” their processes and create manuals for use by current and new employees. Anything involving products, including the way products and services reach the customer, is the responsibility of marketing, along with pricing, distribution, and, yes, promotion (e.g. lead gen.). Getting colleagues to think from a customer perspective, can be painful… Especially if their own KPIs are centred around product sales. In my recent chat with Pete Avery on the Customer Smarts Podcast he gave some great perspective how to win over colleagues with old school product centric mindsets. The key is not to go too hard in presenting that a customer centric approach is the smarter way of doing things, as you can get heavy resistance, because to them it feels like you’re saying my god is better than your god. It's not ideal but they can co-exist, so you need to find a way to show them how it complements what they are doing vs competing with them. Put simply, help them find customers for their products. The best way to get traction is by developing a pilot program, show them how it helps them hit their KPIs and how it’s supporting them rather than taking away their control. There was a tonne of great insights for anyone trying to embed a customer centric strategy or a customer decisioning program.
