Point 5 is hugely important for internal IT support services, but very rarely done. As part of that I see value in identifying, allocating ownership to, and managing the contact types into IT. Be it phone, walk up, email, self-service, or other. Having the incorrect fit for contact types within an organisation can really damage customer experience!
