Why customer satisfaction is not always enough I'm back on the road today to deliver another innovation training programme, and have just checked in to my hotel. On the table, next to the Nespresso machine, were 2 caramel sweets 🍬 They were made by a local artisan based close to the hotel [in plastic-free packaging, by the way]. This got me thinking about customer experience. ➡ Did the hotel need to put the sweets there? No. ➡ Would I have gone to a different hotel if the sweets weren't there? No ➡ But did they make me think more positively about the hotel? Yes. Because they are simply a nice human touch. When I think back to the best customer experiences I've had over the years, they've rarely been the ones that 'satisfied' me - but rather those companies & brands that went the extra mile to add some small element of magic, surprise or delight.
